Use Erlang-C to estimate how many agents you need for a single inbound queue.

Handle time includes talk, hold, and after-call work. Shrinkage covers time unavailable for calls, such as breaks, meetings, and training.

How to use this estimate

Use a forecast for one interval and one queue. The tool finds the smallest number of available agents that meets both your service-level and occupancy targets, then adjusts for shrinkage. Scheduled staffing = available agents ÷ (1 − shrinkage), rounded up.

Erlang-C assumes random arrivals, exponential handle times, a steady workload, and callers who stay in the queue. It does not model abandonment, skill-based routing, or a full work schedule. Plan each busy interval separately.

When a customer is frustrated
  1. Let them finish. Listen for the actual problem.
  2. Name it: “You expected an update, and you haven’t received one.”
  3. Say what you can do, who will do it, and when.
  4. Confirm the next step before ending the call.

Suz says: “An apology without a next step is just hold music with feelings.”

Coach one behavior at a time
  1. Listen to a specific call together.
  2. Ask the CSR what worked and what they would change.
  3. Pick one behavior to practice.
  4. Review another call at the next check-in.
A useful QA scorecard

Check accuracy, listening, ownership, the booking ask when appropriate, and clear next steps. Define each item so two reviewers can score the same call consistently. Use results to guide coaching.
